Continue a phone enquiry on WhatsApp without starting again

Agree how a caller chooses WhatsApp, how the conversation is matched and what happens when the message cannot be delivered.

Prepare one handover your team can explain

Choose a routine enquiry, such as a caller asking about an appointment while reception is busy. Decide which details should follow the conversation: the request, preferred location, agreed next step and any saved booking reference. A phone number alone should not unlock a customer’s private history.

  • Agree the identity checks and ask which mobile number should receive the message.
  • Record the caller’s choice to continue on WhatsApp and provide an alternative if they do not use it.
  • Set the team queue, opening hours and response expectation for questions that need a person.

Make the next message useful

At the end of the call, summarise what has actually happened and explain what will arrive next. Carry across the necessary context so the customer can continue the enquiry. Keep sensitive details out of a message until the recipient and permitted scope are established.

WhatsApp requires opt-in for subsequent contact and approved templates for business-initiated messages. Outside its 24-hour customer service window, messages must use approved templates. A voice call does not itself open that WhatsApp window.

Test delivery and team takeover separately

A saved appointment and a delivered message are different outcomes. If WhatsApp delivery fails, retain the saved booking and use the agreed contact route. If the diary update fails, explain that the appointment is not confirmed.

  • Try a wrong number, an undelivered message and a caller who declines WhatsApp.
  • Continue a conversation on a shared family number and check that private records remain protected.
  • Ask for a person; check that automated replies pause when the team takes over.

Measure completed handovers

Track callers offered a handover, those who choose it, successful deliveries and conversations continued. Review repeated questions and staff time spent reconstructing context. Where bookings are included, count each saved and attended appointment once across both channels. Agree a review period and compare with your previous handover process.
